Managing client relationships from onboarding to growth

Client relationships needed more consistent listening, clearer follow-through and support through onboarding, pilots and post-pilot growth.
Scores alone could not explain relationship health. Client conversations, wider stakeholder coverage and better written feedback were needed to guide action.
Led client conversations and listening, designed the survey programme, and shared ownership of onboarding, pilots and post-pilot scaling across multiple accounts.
21 clients represented, NPS 64 and 4.5/5 satisfaction, alongside programmes that grew from 1 to 6, 1 to 3 and 5 to 100 people.
Overview. My Client Success work covered the relationship beyond a survey: client conversations, onboarding, pilot delivery, feedback, follow-through and post-pilot growth. Across a portfolio of outsourced service accounts, I helped turn what clients said into clearer actions for delivery teams and leaders.
I also designed and led the structured listening programme that expanded from 38 contacts across 17 clients to 51 contacts across 25 clients. The measured cycle produced 33 responses across 21 represented clients, a 65% recipient response rate, NPS 64 and average satisfaction of 4.5 out of 5.

Client Success could not be reduced to a score. The team needed to hear what clients were experiencing, manage expectations through onboarding and pilots, and connect relationship insight to delivery decisions.
The challenge was to make those conversations and signals useful at portfolio scale, while separating my direct programme leadership from the wider operational outcomes shared with account teams.
From conversations to action
I connected client conversations, structured feedback and delivery follow-through. The programme created wider representation across the portfolio, prompts that encouraged specific commentary, and a clear analysis format leaders could use in account reviews and improvement planning.
Written commentary increased from 50% to 85%, giving the organisation substantially more context behind the scores and a stronger basis for client follow-up.

What the results established
The expanded cycle reached 21 represented clients and recorded NPS 64 with average satisfaction of 4.5 out of 5. Every responding client placed the company at or near the top of its supplier network.
These are results from the listening programme I designed and led. Wider account delivery outcomes remained shared achievements across operations and account teams.
